A customer calls in. They’ve been with you for six years. The rep asks for their account number for the third time on the same call.
I’ve sat in enough boardrooms to recognize the moment a personalization pitch starts to unravel. Someone walks through the birthday email campaign, the loyalty tier upgrades and the perfectly timed discount code. Everyone nods. Then I ask one question: What happens when that same customer calls with a problem? The room goes quiet, because everyone already knows the answer. That customer is about to repeat their account number three times to someone who has no idea who they are. I’ve watched this scene play out across industries.
Too often, personalization lives in the marketing layer and disappears the moment the customer needs something. Real personalization means the system knows what the customer needs before they have to explain it, at every touchpoint, not just the ones marketing controls. I call this discipline Customer ME Experience: designing every interaction to adapt to the person in front of it. The goal is for customers to feel understood — not processed.
Closing that gap comes down to three moves.
1. Map the journey the way the customer lives it
Most journey maps are drawn around departments and org charts rather than around what actually happens to the person moving through them. That’s backwards. Customers don’t care how you’re organized. They care about what happens to them, so start there.
The good news is that finding where the journey breaks doesn’t require new software. It requires watching where people quietly route around the official process. Those workarounds point straight to your biggest friction.
A customer who screenshots a confirmation email is telling you they don’t trust your platform to remember their order. An employee who keeps a shadow spreadsheet next to the CRM is telling you the system doesn’t give them what they need. Watch how people actually work and interact, not how the process documentation says they should, and the friction becomes obvious.
This is also the step where most personalization efforts die. Journey mapping isn’t hard, but the moment you connect the map to real data, you run into a turf war. Marketing owns the campaign data. Support owns the ticketing system. Product owns the app. Nobody owns the customer. Until one leader takes responsibility for the full journey, not just their piece of it, the map stays a wall poster instead of a working system.
2. Connect the data you already have
I’ve seen this most vividly in hospitality. One loyalty program I worked with had spent years collecting detailed guest preferences: check-in habits, room temperature, pillow type and dietary needs. None of it reached the front desk. A guest who had stayed 40 times was asked the same questions as a first-time visitor.
The fix wasn’t collecting more data. It was routing the data that already existed to the moment it mattered. Once the loyalty system was connected to the property management platform, staff got a single view of each guest before arrival, and satisfaction scores rose by double digits within a quarter. The data had always been there. The system just wasn’t designed to use it where the customer was standing.
I see the same pattern across industries. Most companies sit on behavioral and preference data that never reaches the front line or the product in real time. Connecting what you have is almost always faster and higher impact than collecting something new.
3. Build for continuous learning, not a single campaign
The companies that pull ahead won’t be the ones that ran last year’s sharpest personalization campaign. They’ll be the ones whose systems get smarter every week, because they’re designed to learn from every interaction and adjust automatically.
This is where AI earns its place. Its job is the pattern recognition no human team can do at scale, and then to get out of the way. People still define what a great experience feels like; AI makes that judgment available instantly, at every touchpoint. Personalization that doesn’t learn is just a more expensive version of what you were already doing.
How to personalize without feeling invasive
The companies that get this right use data to remove steps, not to show off what they know. There’s a real difference between a platform that says, “We noticed you like X,” and one that simply puts X in front of you. The first announces the surveillance. The second delivers the result. One feels like being watched; the other feels like being taken care of.
The difference shows up in small choices about what to say out loud. A retailer that emails, “Since you bought running shoes last month, here’s 20% off socks,” is technically being helpful. But the wording turns a convenience into a confession, telling the customer exactly what’s being tracked. A homepage that simply leads with socks in the right size and style, with no explanation, just saves them a search.
The principle is simple: use what you know to make the experience easier, not to prove you were paying attention.
Where to start this week
If you want progress in 30 days rather than a multi-quarter overhaul, pick one moment where customers repeat information they’ve already given you, and eliminate it. Just one.
That exercise will quickly show how disconnected your systems are and which teams need to be in the same room to fix it. Most personalization failures aren’t data problems. They’re handoff problems. The data exists somewhere; it just isn’t reaching the right person at the right moment.
Fix one handoff, and you’ll learn how to fix the rest. Then the next time that six-year customer calls, nobody will ask them to repeat anything.
